Outsourced email and chat replies for small teams

What customer email and chat support covers

Customer email and chat support means someone outside your business answers incoming customer messages in your own help desk or inbox, using your policies and your voice. The usual tools are Zendesk, Help Scout, Gorgias, a shared Gmail or Outlook inbox, or the chat widget on your site.

The work covers common questions such as order status, shipping, account access, how a product works and returns. It also covers the housekeeping that keeps a queue usable: tagging tickets, merging duplicates, closing solved conversations and handing anything unusual to the right person on your team.

Refunds, exceptions and anything outside written policy go to you for approval. The assistant answers from what you have documented and asks when the answer is not there.

Macros, saved replies and a tone guide

Saved replies are where consistency comes from. In Zendesk they are macros, in Help Scout they are saved replies, and in Gorgias they are macros with variables. Each one holds your approved wording for a common question, with blanks for order numbers, names and dates.

An assistant usually starts by gathering the answers you already send, cleaning them up and loading them into the tool. A short tone guide sits alongside: how formal to be, whether to use first names, how to apologize, which phrases to avoid, how to sign off. Saved replies are a starting point, and the assistant adjusts each one to what the customer actually asked.

As new questions appear, new replies get drafted for your approval, so the library grows with the business.

Access, accounts and customer data

Keep the help desk, the inbox and every customer record in accounts your business owns. Add the assistant as a separate user with only the permissions their role needs. Zendesk, Help Scout and Gorgias all let you create agent seats with limited rights, and Google Workspace and Microsoft 365 support delegated mailboxes.

If an order system or payment dashboard has no separate user option, share access through a password manager instead of pasting credentials into chat. Avoid giving the ability to issue refunds directly unless you have agreed limits. Write down how access is removed when someone leaves the account or the arrangement ends, and check it actually happens.

Questions about customer email and chat support

Can the assistant issue refunds?

Only if you decide they can, and within limits you set. Most businesses keep refunds, credits and exceptions as approval items: the assistant gathers the details, writes a short summary and routes it to a named person, who decides. The customer is told someone will follow up, without a promise of the outcome.

Do we need written policies before support starts?

It helps a lot, but rough notes are fine. Part of the setup is turning what you tell customers today into written policies for shipping, returns, refunds and order changes. Gaps get flagged as questions come in, and your answers are added to the document.

Is email support scoped differently from live chat?

Usually. Email can be answered in batches during set hours, while live chat needs someone watching the widget while it is switched on. Many businesses start with email and add chat once saved replies and escalation rules are settled. Ask the service partner to price the two separately.
